Genesys Open CTI is retiring: how to decommission it and move to CX Cloud
Salesforce Open CTI and the Genesys Cloud for Salesforce integration both retire on 28 February 2028. Here's what's changing, the key dates, and a step-by-step path to CX Cloud from Genesys and Salesforce.
For years, many contact centres have connected Genesys to Salesforce through a computer telephony integration (CTI) built on Salesforce Open CTI — most commonly the Genesys Cloud for Salesforce managed package. Agents get a softphone inside Salesforce, screen pops, click-to-dial and call logging.
That model is now being retired by both vendors. Salesforce has put Open CTI into maintenance mode and scheduled it for retirement, and Genesys has deprecated its Open CTI-based integration on the same timeline. The supported path forward is CX Cloud from Genesys and Salesforce, which brings Genesys Cloud voice and digital interactions into Salesforce through Salesforce Voice and Omni-Channel.
2028 sounds a long way off, but this is a new implementation, not an upgrade. In our experience a typical migration takes around 2 months from assessment to decommissioning — so the time to plan is now.

What's changing
What is retiring and why
Open CTI was Salesforce's browser-based framework for embedding third-party softphones in Salesforce. Each telephony vendor built its own adapter, so routing, presence and reporting lived largely outside Salesforce.
Salesforce's direction is a natively integrated voice channel. Salesforce Voice (formerly Service Cloud Voice) is built into Omni-Channel and Command Center for Service, so voice work is routed, reported on and supervised in the same place as cases, chats and messages — and it's the foundation for Einstein and Agentforce capabilities in service.
What's retiring

Gplus Adapter 8.5 for Salesforce for Genesys Engage on-premises (end of support 30 April 2025)
The new model
CX Cloud from Genesys and Salesforce
CX Cloud from Genesys and Salesforce connects Genesys Cloud to Salesforce using Salesforce's partner telephony model. Genesys Cloud continues to handle the contact centre — telephony, routing, IVR and digital channels — while agents work inside Salesforce with voice and digital interactions delivered through Salesforce Voice and Omni-Channel.
What you need
Salesforce Voice (Service Cloud Voice) licences for the agents who handle voice
Genesys Cloud CX 1 or higher licences for each user, plus the CX Cloud add-on licences
Salesforce Digital Engagement if you want Genesys digital channels surfaced in Salesforce
A self-signed certificate and private key to authenticate telephony requests between the two platforms
Licensing varies by edition and channel mix. Confirm the exact licences with Genesys and Salesforce before you buy.
It's a new implementation, not an upgrade. There is no in-place switch from the Open CTI package to CX Cloud. Expect to revisit call flows, routing, your Salesforce configuration and licensing. In our experience, a typical migration takes around 2 months, depending on the number of queues, channels and customisations — which is why early planning matters.
Migration roadmap
Decommissioning Open CTI and installing CX Cloud: step by step
Step 1: Assess your current CTI integration
Before changing anything, document exactly what the current integration does so nothing is lost in the move.
Call centre definitions, softphone layouts and which users and profiles use them
Screen pops, click-to-dial and call activity logging rules
Custom Apex, Flows or Lightning components that rely on CTI events
Reports and dashboards built on call activity records
Genesys Cloud integrations, OAuth clients and data actions tied to the old package
Step 2: Confirm licences and design the target
Agree the target architecture and line up licensing on both sides before build starts.
Salesforce Voice, Omni-Channel and (if needed) Digital Engagement licences
Genesys Cloud CX licences and the CX Cloud add-on
Routing design: which work Genesys routes and which Salesforce Omni-Channel routes
Agent, supervisor and reporting requirements in the new model
Step 3: Install CX Cloud in a sandbox
Build and prove the integration in a Salesforce sandbox first.
Generate the self-signed certificate and private key
Install the CX Cloud from Genesys and Salesforce managed packages from AppExchange
In the CX Cloud Genesys Settings app, create the contact center and select the OAuth client
In Genesys Cloud, install the CX Cloud from Genesys and Salesforce integration, enter your Salesforce Org ID and contact center name, upload the private key and activate it
Assign permissions and Apex class access on both platforms
Step 4: Rebuild the agent experience
Recreate what agents rely on today using the new model — don't just copy the old setup.
Configure Omni-Channel presence and routing for voice and digital work
Rebuild screen pops, record matching and call logging with Flows
Set up supervisor views and reporting in Salesforce
Check browser requirements: third-party cookies allowed for Salesforce, ad blockers off. If you use the Omni-Channel sidebar, don't enable Enhanced Omni-Channel Routing, which isn't supported with this setup
Step 5: Test, pilot and cut over
Reduce risk with a phased rollout instead of a big-bang switch.
Test end-to-end scenarios: inbound, outbound, transfers, consults and callbacks
Pilot with a small group of agents and one or two queues
Roll out queue by queue with a documented rollback plan
Train agents and supervisors on the new workspace before each wave
Step 6: Decommission the old CTI
Once every user is live on CX Cloud, retire the old integration cleanly.
Remove users from the old call centre and retire the softphone layouts
Deactivate custom code and automations that depend on Open CTI events
Keep historical call activity records and reports your business still needs
Uninstall the old managed package once there are no remaining dependencies
Remove the old integration and OAuth clients in Genesys Cloud, and update support documentation

Common pitfalls
Mistakes to avoid
Leaving it until 2027
Licensing, design, testing and agent training take time, and demand for experienced implementation partners is likely to rise as the deadline approaches.
Treating it as a like-for-like swap
The new model routes and reports differently. Use the move to simplify routing and remove workarounds rather than recreating them.
Forgetting the hidden dependencies
Custom code, reports and integrations built on CTI events are easy to miss. A full inventory in Step 1 prevents surprises after cutover.
Underestimating agent change
Agents get a new workspace and new ways of handling presence and work. Role-based training and floor support make the difference on cutover day.
On Genesys Engage?
Using Genesys Engage on-premises?
If you still connect Genesys Engage on-premises to Salesforce, the Gplus Adapter 8.5 for Salesforce reached end of support on 30 April 2025. For most organisations, the practical path is to plan the move to Genesys Cloud and CX Cloud together, so you modernise the contact centre and the Salesforce integration in one program rather than two.

Our senior consultants lead strategy and governance, with a dedicated delivery team for build and testing. A typical migration takes around 2 months — so your move to CX Cloud can be planned, tested and adopted well before the 2028 deadline.
Salesforce has scheduled Open CTI for retirement on 28 February 2028. It is already in maintenance mode and is not available for newly created Agentforce Service orgs.
Is the Genesys Cloud for Salesforce integration being retired?
Yes. Genesys announced its deprecation on 23 March 2026. It is in maintenance mode, receiving only minor updates, and retires on 28 February 2028 alongside Open CTI.
What replaces the Open CTI integration?
CX Cloud from Genesys and Salesforce, which connects Genesys Cloud to Salesforce through Salesforce Voice (formerly Service Cloud Voice) and Omni-Channel.
Can we upgrade the old package to CX Cloud?
Not in place. Moving to CX Cloud is a new implementation that involves new managed packages, licences, routing configuration and agent setup, so it should be planned as a project.
How long does the migration take?
In our experience, a typical migration from the Open CTI integration to CX Cloud takes around 2 months, from assessment through cutover and decommissioning. Larger contact centres with many queues, digital channels or custom integrations can take longer.
What licences does CX Cloud need?
Typically Salesforce Voice licences for voice agents, Genesys Cloud CX 1 or higher licences for each user, CX Cloud add-on licences, and Salesforce Digital Engagement if you want digital channels in Salesforce. Confirm the details for your org with Genesys and Salesforce.
