Design the agent experience first

Begin with a typical customer interaction: how the agent receives it, identifies the customer, reviews context and completes follow-up. This reveals which integration features matter and which add unnecessary complexity.

Keep CRM record ownership separate from contact centre routing decisions. Document which system owns each field and event, and where synchronisation is genuinely needed.

Protect data and handle failures

Customer context must remain useful without exposing unnecessary information. Define authentication, least-privilege access and retention requirements for interaction data and any linked recordings.

  • Prevent duplicate records and repeat writes when requests are retried.
  • Provide clear fallback workflows when an integration is unavailable.
  • Agree monitoring, support ownership and escalation between systems.

Test complete journeys and roll out safely

Validate inbound calls, transfers, customer matching, case creation and after-call work with representative users. Test exception scenarios such as ambiguous matches, missing permissions and interrupted connectivity.

Pilot with a small agent group, provide role-specific training and measure outcomes such as data completeness and administrative effort. Use feedback to refine the integration before a wider rollout.
